The survey contains questions about aspects of the patient’s experience at the Center such as admissions, rooms, nurses, tests and treatments, physicians, and discharge. “It is important to always know your customer’s perspective. The thousands of patients we have surveyed give us strong data about what we are doing right and what we can improve,” said Janice M. Levy, Associate Hospital Administrator, who manages the survey at MSKCC. “People are happy to be asked about their experience at MSKCC. The survey is another way to let them know that we care and that we want their feedback.” The surveys are sent out continuously to approximately 2,000 randomly-chosen MSKCC patients, two weeks after discharge for inpatients and two weeks after an appointment for outpatients. The patients answer questions using one of five ratings, from “very poor” to“very good.” Very poor is not worth any points, while very good is worth 100 points. Therefore, for a hospital to get a rating in the 90s, it needs to get mostly very good responses (See box on page 2). Overall, MSKCC did well in the last survey. Performance Measurement:The Patient Satisfaction Surveyat MSKCC

Keeping tabs on patient satisfaction helps Memorial Sloan-Kettering Cancer Center to better understand its patients’needs. To do this, the Center uses Press Ganey surveys, a

widely-used measure of patient satisfaction, as quarterly reportcards to identify the Center’s strengths and weaknesses from apatient’s perspective. Based on the results, the Center can imple-ment changes when necessary. The survey contains questions aboutaspects of the patient’s experience at the Center such as admissions,rooms, nurses, tests and treatments, physicians, and discharge.

by monitoring their scores and takingaction to improve them when necessary.When the department received their firstset of patient satisfaction scores in 2001,they were already thinking about ways toenhance their systems. The survey, how-ever, helped them to pinpoint the areaswhere they needed improvement. As aresult, the Department of Food andNutrition Services came up with a newform of hospital hospitality that sent—and continues to send—their scoresthrough the roof.

Through the results of the survey, thedepartment realized that they needed tochange how and when they delivered foodto patients. To make meal times more flex-ible for patients, they decided to use ahotel room service model, where patientscan order by phone from menus with vari-ous selections anytime between 7 a.m. and9 p.m. When patients call to order theirfood, a representative works with them tocreate appealing meals that fit their dietaryneeds. Once the order is complete, it isassembled and delivered within 40 minutes.Each floor has a Room Service Associatewho delivers the meals and checks tomake sure that the patients get everythingthat they ordered.

Using this model, the department hasachieved scores in the 99th percentile forthe past seven quarters. However, Sharon

A. Cox, Director of Food and NutritionServices, feels that there is always roomfor improvement. “We are always looking

for ways to kick things up a notch so thatwe don’t just stay where we are,” said Ms.Cox. “Looking at the scores quarterly letsus fine-tune specific aspects of the pro-gram throughout the year. Also, if anyproblems come up, we can isolate themquickly.”

Understanding the patients’ experience atthe Center through the survey results helpsstaff members improve operations, some-times in unpredicted ways. The members ofthe Department of Food Services andNutrition enjoy seeing the progress theyare making. “Everyone likes to play on awinning team. The survey results remindthe staff that they are the ones achievingthese scores,” said Ms. Cox. The roomservice program also had a significantimpact on other departments that performprocedures and tests on patients. Now,patients can be scheduled for proceduresmore easily because their mealtimes are nolonger fixed, making their availability forprocedures more flexible.

While MSKCC’s scores are generallyexcellent, there is always room for improve-

ment. Hearing from patients through thesurvey helps the Center to direct its ener-gies toward areas that could be improved toenhance the patient experience at MSKCC.For more information and quarterly results,go to the MSKCC Intranet’s Table ofContents and select “Patient SatisfactionSurveys.” �

New Math: 3 Platelet Donations = 1 Day Off

When Memorial Sloan-KetteringCancer Center employees donateplatelets three times during 2005,

they will be eligible to receive a day off fromwork. The Blood Donor Program will keeptrack of the number of times each employeedonates platelets. After the third donation,that employee can arrange with his or hersupervisor to take an extra day off.

With the new machines in the Blood DonorRoom, it is also easier and, in many cases,faster than before, to donate platelets. The newmachines require only one arm to withdrawblood, filter out the platelets, and return the restof the blood to the donor, said Marion Novack,Blood Donor Recruitment Program Manager.Donors have the other arm free to leaf through

a magazine, jot down some thoughts, or evenscratch an itchy nose during the 70 to 90minute donation procedure.

Platelet donations are crucial to patientsbecause certain cancer treatments cause a loss of platelets, the specialized blood cells that helpcontrol blood clotting. Patients are often giventransfusions of platelets to prevent life-threat-ening hemorrhages. Because platelets can bestored for only five days, there is a constant,urgent need for donors. After giving plateletsthree times in one year, employees can enjoytheir special days off and know that their gen-erosity helped to save lives. Grace Garfinkel, Manager of Patient EscortService, donates platelets at least three timeseach year. Ms. Garfinkel started donatingplatelets with a friend a few years agobecause she wanted to find another way thatshe could help patients directly.

SECOND CLIMATE SURVEY

MSKCC will be conductingits second Center-wideEmployee Climate Survey

from January 6th to January 21st.The Employee Climate Survey ispart of the ongoing effort to identify the ideas and opinions ofall employees, and work together to improve MSKCC.

Many actions were taken based on the 2002 employee survey resultsthat addressed Center-wide anddepartmental concerns. Among the Center-wide changes were anupdated attendance policy, reinstitu-tion of the Perfect Attendance Club rewards, and modifications instaffing, training, and quality moni-toring to improve the cleanliness ofour environment. Individual depart-ments have addressed unique issuesin several ways including providingtargeted communications, offeringflexible work schedules, changingreporting relationships, and initiatingemployee recognition programs.

All MSKCC employees will be invited to participate in the 2005 confidential electronic survey on January 6th. The results of the sur-vey will be reported to managers whowill conduct feedback sessions withstaff and develop action plans. Formore information, contact Stella

3. Whether she is home or onvacation, Esther Choy, QualityAssessment Research Analyst in the Quality AssessmentProgram, likes to participate in unique sports. When she’shome, she races dragons—boats shaped like dragons in a sport that originates from a2000-year-old Asian legend. Ms. Choy’s all-female dragonboat racing team consists ofpaddlers, with a drummer in the front and a steersman in the back of their 39-foot boat.She has also gone sky diving in New Jersey and she bungeejumped off a cliff in New Zealand.

2. Every weekend, Patricia Soto,Administrator for Radiology,heads up to Lenox, Massachu-setts, where she and her husband run The Village Inn, a 32-room inn furnished withcountry antiques. Ms. Sotouses many of the same skillsthat she uses in her role atMSKCC to run the inn, such as managing a staff and takingcare of financial matters. Inaddition, she feeds her love ofcooking by assisting the Inn’schef in making his regionalAmerican specialties. 3

1. Rocco Caputo, a MassageTherapist in the IntegrativeMedicine Department, takeshanging out with his sister literally. When the siblingsaren’t climbing rocks out-doors, you can find them practicing their skills in rockgyms in Manhattan. In addi-tion, Mr. Caputo has found avariety of other ways to expe-rience the world from above,including swinging on the tra-peze, hang gliding, and flyingglider planes.

3. Whether she is home or onvacation, Esther Choy, QualityAssessment Research Analyst in the Quality AssessmentProgram, likes to participate in unique sports. When she’shome, she races dragons—boats shaped like dragons in a sport that originates from a2000-year-old Asian legend. Ms. Choy’s all-female dragonboat racing team consists ofpaddlers, with a drummer in the front and a steersman in the back of their 39-foot boat.She has also gone sky diving in New Jersey and she bungeejumped off a cliff in New Zealand.

2. Every weekend, Patricia Soto,Administrator for Radiology,heads up to Lenox, Massachu-setts, where she and her husband run The Village Inn, a 32-room inn furnished withcountry antiques. Ms. Sotouses many of the same skillsthat she uses in her role atMSKCC to run the inn, such as managing a staff and takingcare of financial matters. Inaddition, she feeds her love ofcooking by assisting the Inn’schef in making his regionalAmerican specialties.

4. People express themselves in many different ways. Sylvia

Stewart, Cancer Registrar inthe Cancer Data Base Depart-ment, found her outlet in poetry and song writing. Ms. Stewart always keeps apen and paper handy becauseshe never knows when an ideafor a song or poem will strike.People around the world cannow enjoy her poems becauseshe had two poems publishedin The International Library ofPoetry last summer.
