This quarter we’d like to feature one of our new CRMUG® Members, sharing a little about who they are and what they do. Welcome

to Susan Hynes of RDC!

Th e Research & Development Corporation of Newfoundland and Labrador (RDC) is a provincial Crown

corporation responsible for improving Newfoundland and Labrador’s R&D performance. RDC works with

regional businesses, academia, and government agencies and departments, making strategic investments in

people, research opportunities and infrastructure.

RDC has been a Premium Member since March 2012. Located on an island on Canada’s east coast, they are

physically removed from the larger Microsoft Dynamics CRM community, but “participation in the online

community has blurred the boundaries and allowed sharing of knowledge, skills, and experience that has

been invaluable for us,” says Susan Hynes, manager, fi nancial operations. Welcome to CRMUG, Susan and RDC! Welcome also to the new Members who have invested in CRMUG Premium membership and

Whether ’tis nobler to ban social media as the dangerous time waster it threatens to be, or to accept it as a trend too huge to be ignored. Th ose are the choices sales organizations wrestle with today when it comes to the question of

Social CRM. Neither is very appealing. Both are driven by fear.Into that fear-driven conundrum, I interject a third alternative.

Embrace Social CRM, not because it’s a trend you can no longer ignore, but because it will empower your organization to market, sell, and service your Customers more effi ciently and eff ectively. It’s that simple. What’s more, as your sales, marketing, and support teams realize greater success – as a result of using Social CRM tools – you will see CRM adoption soar.True, Social CRM is a growing trend. $2.1 billion. Th at’s

how big Gartner expects the Social CRM industry to be this year (2012). Th at’s 10 percent of the total CRM market and a whopping 147 percent increase over 2011. And it’s not just for consumer sales.

A signifi cant amount of the growth in Social CRM will be attributed to business-to-business applications, according to Gartner’s report, which indicates that about 30 percent of social CRM spending by 2015 will be dedicated to B2B applications. Th at’s especially notable given that those same applications accounted for only fi ve percent of the market in 2011.

Fighting such a wave is dangerous. Yet riding it out of fear is not much better. Either way, you run the risk of missing out on how to use it eff ectively to drive your bottom line.

Social CRM is so much more than frivolous banter and a 140 character “conversation.” And it’s not about technology replacing relationships – a fear many sales organizations have. It’s about using technology to enhance relationship selling and to increase wins.

First things fi rst, let’s defi ne what Social CRM is. For starters, I won’t pretend to come up with the ultimate defi nition; there are probably as many defi nitions as there are social media tools and sites. But I think these two examples explain it well. “Social CRM adds a new dimension to the traditional view of Customer relationship management. Th e focus is on people rather than technology. It’s about joining the ongoing conversations our Customers and prospects are already engaged in – not trying to control them.”

To sum it up, Social CRM is about using social media (social networks, blogs, Internet forums, and any other form of User-generated content) to better understand and engage with your Customers and prospects. Social CRM helps you get to know the people behind the

contact data. It helps you understand what keeps them up at night, so you can propose solutions without wasting their time on fact-fi nding expeditions. It helps you decipher when to reach out, who to engage with, and what to talk about, because it gives you a window into their world. Social CRM doesn’t necessarily mean you need to converse

with Customers via social channels, although that is certainly an option. Its power is found in the intelligence you can glean from these channels – data, actionable insights, and connections – that help you enter into more meaningful, relevant conversations with Customers in whatever way makes sense for both of you, be it by email, phone, snail mail, face-to-face meeting, or Twitter. Let’s get practical. Here are a few examples of how our clients

have become more successful using the social intelligence we provide.

Lead Qualifi cation. Before “Briana,” a lead qualifi cation specialist, picks up the phone, she scans the social intelligence we deliver inside her CRM records to learn about her leads so she can keep them on the phone longer than 30 seconds. Her ineff ective cold calls have been replaced with informed, productive conversations.Sales. One morning “Joe” received an InsideView alert about

a key prospect acquiring their #1 competitor, who happened to be one of his company’s customers. Reviewing the prospect’s

social connections, he found that both his CEO and manager had connections inside the prospect company. He alerted his CEO, and then used his boss’ connection to set up a meeting to begin the sales process while the CEO initiated a high-level conversation to ensure executive sponsorship. Th e result? One alert, plus connections – both derived from social channels – resulted in Joe making quota. Account Management. Relationship manager “Teresa”

checks her Watchlists first thing each morning to keep track of changes in her customers’ companies. One of her biggest customers is very involved in industry blogs, and her Watchlist tracks their blogging activity so she learns right away when a new business initiative or industry development creates an opportunity or roadblock to an upcoming renewal. It gives her a reason to pick up the phone and deepen the relationship.

Participating in online communities that your prospects and Customers are involved in is another form of Social CRM. It helps you learn more about them and begin to establish relationships. You might blog about your brand or comment on Customers’ blogs, host a product demo on YouTube, or respond to a Customer concern expressed on Facebook or Twitter. Th ese are just a few of the myriad ways Social CRM can work for you.

There is no doubt the CRM industry is astir from all the social activity and relationships

popping up virtually. Additionally, Microsoft’s introduction of Activity Feeds in Microsoft

Dynamics CRM 2011 and its recent acquisition of Yammer infuses a whole new array of

capabilities that we’ll all get to consume in due time. Th is edition of CRMUG® Magazine will

dive a little further into the concepts and technologies that surround Social CRM.

And don’t worry; the social buzz hasn’t eluded CRMUG. We are thrilled so many of you

have quickly adopted CRMUG Collaborate as your one-stop-shop for all things CRMUG.

Introduced at CRMUG Summit 2012 in Seattle, this new social and collaboratively-inspired

community is available to all CRMUG Members at http://community.CRMUG.com. It

allows you to make connections with one another, ask and answer questions, and share

discussion topics; there were 1,194 blog views, and nearly 1,000 diff erent CRMUG Members

logged on. Albeit virtual, the expertise shared, the connections being made, and the learning

that is happening is credible, real, and engaging.

As you prepare for the new calendar year, I’d like to remind you that your expertise is

warranted and needed within CRMUG. We like to ask, “What is your forte?” Can you

write and share tips and tricks, do you enjoy public speaking, will you share knowledge

on a webinar, and/or will you lead a Regional Chapter discussion or breakout session at

Convergence or CRMUG Summit? We all benefi t by sharing and connecting with one

another, and I encourage you to get off the sidelines and onto the playing fi eld. You hold a

wealth of Microsoft Dynamics CRM knowledge, and you’re encouraged to pay it forward.

Allmand Introduces Maxi-Lite Mine

Spec Light Tower

Allmand introduced its new Maxi-Lite Mine Spec light tower

line at MINExpo 2012 in Las Vegas. Building on its successful

Maxi-Lite brand, Allmand has taken the Maxi-Lite to the next

level with the Mine Spec series light towers, designed specifically

for the rigorous safety, environmental, and operating demands

of the mining industry. Configured in three distinct models

(Spec I, Spec II, and Spec III), all feature four or six Allmand-

exclusive SHO-HD 1250-watt metal halide lighting system as

standard equipment. The Maxi-Lite Mine Spec with its higher

lumen output per lamp will evenly illuminate more area than

any competitive light tower, even those with the same number of

1500-watt metal halide lights. Greater lumen output means that

fewer light towers are required to illuminate a given area, resulting

not only in lower initial purchase or rental cost, but also in lower

fuel, oil, and maintenance expenses.

Black & Veatch Technology Critical

to World’s First Floating LNG

Liquefaction Unit

Black & Veatch will provide technology and services for the

world’s fi rst fl oating LNG liquefaction, regasifi cation, and storage

unit, called EXMAR EXPORT™. It will be a non-propelled barge

moored to a jetty, supplied with gas by pipeline from an onshore

fi eld in Colombia. (Editor’s note: you can learn more about Black &

Greenstone Awards $21,000 in

Scholarships to College Students

Eight students at Michigan State University (MSU) and one

student at the University of Wisconsin (UW) have been awarded

scholarships from GreenStone Farm Credit Services. Three

College of Veterinary Medicine awards were presented in the

2012 spring semester, while the remainder of the awards has been

presented for the fall 2012 semester. Scholarship award winners

were evaluated on a wide range of qualifications and are required

to pursue a degree program related to agriculture. “We are proud

to be able to help these young people further their education and

prepare for a career in the agricultural industry,” said Melissa

Rogers, GreenStone’s vice president of marketing and public

relations. “From the field to the boardroom, career prospects in

agriculture are nearly endless and offer individuals the opportunity

to be involved with a booming industry that affects each and every

person around the world.”

Medline Named 2012 Illinois Large

Family Business of the Year

Medline Industries, Inc. has been named the 2012 Illinois Family

Business of the Year in the large company category by the Family

Business Center at Loyola University Chicago’s Quinlan School of

Business. Th e 19th annual awards program recognized “exceptional

Illinois-based family businesses that demonstrate a strong

commitment to business development, family, and the greater-Illinois

community.” Th e award refl ects Medline’s strong commitment to

business, family, and community.

Based in Mundelein, Illinois, Medline is the largest privately-held

manufacturer and distributor of medical and surgical supplies in the

United States. Th e company’s roots date back to 1910 when A.L.

Mills started sewing butchers’ aprons for workers in the Chicago

stockyards and quickly moved on to making apparel for nurses and

doctors. Today, the company is managed by the fourth generation of

the Mills family and has more than 2,400 employees in Illinois and

Whether ’tis nobler to ban social media as the dangerous time waster it threatens to be, or to accept it as a trend too huge to be ignored. Those are the choices sales organizations wrestle with today when it comes to the question of

Social CRM. Neither is very appealing. Both are driven by fear.Into that fear-driven conundrum, I interject a third alternative.

Embrace Social CRM, not because it’s a trend you can no longer ignore, but because it will empower your organization to market, sell, and service your Customers more efficiently and effectively. It’s that simple. What’s more, as your sales, marketing, and support teams realize greater success – as a result of using Social CRM tools – you will see CRM adoption soar.

True, Social CRM is a growing trend. $2.1 billion. That’s how big Gartner expects the Social CRM industry to be this year (2012). That’s 10 percent of the total CRM market and a whopping 147 percent increase over 2011. And it’s not just for consumer sales.

A significant amount of the growth in Social CRM will be attributed to business-to-business applications, according to Gartner’s report, which indicates that about 30 percent of social CRM spending by 2015 will be dedicated to B2B applications. That’s especially notable given that those same applications accounted for only five percent of the market in 2011.

Fighting such a wave is dangerous. Yet riding it out of fear is not much better. Either way, you run the risk of missing out on how to use it effectively to drive your bottom line.

Social CRM is so much more than frivolous banter and a 140 character “conversation.” And it’s not about technology replacing relationships – a fear many sales organizations have. It’s about using technology to enhance relationship selling and to increase wins.

First things first, let’s define what Social CRM is. For starters, I won’t pretend to come up with the ultimate definition; there are probably as many definitions as there are social media tools and sites. But I think these two examples explain it well.

To sum it up, Social CRM is about using social media (social networks, blogs, Internet forums, and any other form of User-generated content) to better understand and engage with your Customers and prospects.

Social CRM helps you get to know the people behind the contact data. It helps you understand what keeps them up at night, so you can propose solutions without wasting their time on fact-finding expeditions. It helps you decipher when to reach out, who to engage with, and what to talk about, because it gives you a window into their world.

Social CRM doesn’t necessarily mean you need to converse with Customers via social channels, although that is certainly an option. Its power is found in the intelligence you can glean from these channels – data, actionable insights, and connections – that help you enter into more meaningful, relevant conversations with Customers in whatever way makes sense for both of you, be it by email, phone, snail mail, face-to-face meeting, or Twitter.

Let’s get practical. Here are a few examples of how our clients have become more successful using the social intelligence we provide.

Lead Qualification. Before “Briana,” a lead qualification specialist, picks up the phone, she scans the social intelligence we deliver inside her CRM records to learn about her leads so she can keep them on the phone longer than 30 seconds. Her ineffective cold calls have been replaced with informed, productive conversations.

Sales. One morning “Joe” received an InsideView alert about a key prospect acquiring their #1 competitor, who happened to be one of his company’s customers. Reviewing the prospect’s

social connections, he found that both his CEO and manager had connections inside the prospect company. He alerted his CEO, and then used his boss’ connection to set up a meeting to begin the sales process while the CEO initiated a high-level conversation to ensure executive sponsorship. The result? One alert, plus connections – both derived from social channels – resulted in Joe making quota.

Account Management. Relationship manager “Teresa” checks her Watchlists first thing each morning to keep track of changes in her customers’ companies. One of her biggest customers is very involved in industry blogs, and her Watchlist tracks their blogging activity so she learns right away when a new business initiative or industry development creates an opportunity or roadblock to an upcoming renewal. It gives her a reason to pick up the phone and deepen the relationship.

Participating in online communities that your prospects and Customers are involved in is another form of Social CRM. It helps you learn more about them and begin to establish relationships. You might blog about your brand or comment on Customers’ blogs, host a product demo on YouTube, or respond to a Customer concern expressed on Facebook or Twitter. Black & Veatch is an employee-owned, global leader in building Critical Human Infrastructure™ in energy, water, telecommunications, and government services. Since

1915, they have helped their clients improve the lives of people in more than 100 countries through consulting, engineering, construction, operations, and program management.

Black & Veatch implemented Microsoft Dynamics CRM in 2007 after outgrowing a proprietary system and the use of many separate processes across the company. The company primarily uses Microsoft Dynamics CRM for the sales force automation and marketing modules. A project is now underway to go-live with Microsoft Dynamics CRM 2011 in early 2013, and Leslie Guffey, senior analyst for Black & Veatch, is excited about a number of the enhancements they’ll realize immediately.

“We have different operating divisions with unique characteristics, but we also have the need to work as a whole to meet our clients’ needs,” says Leslie. “Things like eliminating the need for java script and the one-to-many forms will make customizations and enhancements much easier than in the past.”

Leslie is also excited about implementing dashboards, with a standard page for most Users and customized dashboards for senior executives, seeing them as another opportunity to drive further User adoption.

Black & Veatch also implemented InsideView in 2011 to gain greater insight into their clients without their Users having to spend the additional time on research.

“We struggled early on with User adoption, and this is something that gives back to our Users, giving them another reason to

open Microsoft Dynamics CRM to see the information that is available on their opportunities,” says Leslie. “We’re a little over a year into the implementation, and we have received feedback from multiple salespeople that they think the product is awesome, and they’re glad to have the tool.”

Tim Thorpe, director of global marketing and communications, shared that Black & Veatch is looking to drive greater usage across the global organization, especially since early reports have found that the information gathered from InsideView in other countries, including the government sector of each, has been valuable.

“In sales, information is power. Knowing what is transpiring and what the key individuals are saying about our marketplace is invaluable,” says Tim. “To win business, we need to know the movements of our clients and competitors related to specific projects. The customized search agents in InsideView give us valuable information to help us be successful.”

From a User perspective, both Tim and Leslie have found that the CRMUG Community, especially the Users they meet at CRMUG Summit and Regional Chapter meetings, has been an asset to them as they prepare for their upgrade and plan how to best leverage the robust information they now have for their clients.

“Meeting with other companies that are local to our market, similar in scale, and have similar challenges has been valuable,” says Tim.

“We’ve also really enjoyed the User-led sessions with people who have done the work already,” says Leslie. “When things come up outside the conference, we’ll be able to follow up with them for advice and an understanding ear.” CRMUG

 What Do CRM and XRM Really Mean?

While the acronym CRM officially stands for Customer Relationship Management, the word “Customer” can be replaced with “Constituent” in the case of government or with “Member” in the case of non-profits. Same idea, same relationships.

 Taking that concept one step further, XRM refers to Anything Relationship Management (they just had to use an “X” to be hip). It’s still Microsoft Dynamics CRM at the core, but the system is so flexible and powerful that businesses are using it for everything from scheduling jet ski rentals to organizing large-scale events to…well, you’ll see. That’s why we wrote this report.

Real-life Examples to InspireCurrently more than two million Users, working at 30,000

Sports. In more clearly defi ned terms,

they want to reach four million kids,

through one million leaders for the

purpose of winning hearts. A lofty

goal, but an important one.

Upward Unlimited, doing business as Upward

Sports, is a Christian sports ministry that

works with churches to provide the best sports

experience in which every child has an equal

opportunity to play while learning life lessons.

“We want to bring children closer to Jesus

through opportunities such as sports,” says

Ken Gibson, database administrator and

business analyst for Upward Sports. “We want parents to think of us as a

safe place for kids to enter sports without putting extra stress on the family.”

Taking the Stress Out

Th ose who have logged numerous hours in the bleachers know the stress of

participating in sports, from lugging, buying, and keeping track of gear and kids to the

number of hours practice, games, and travel to both take.

Upward Sports chose to take as much stress out as possible, scheduling only one

practice and one game per week, focusing instead on providing a fun, safe environment

to learn sport and life skills. While the organizers of each league are churches, the

intention is that this isn’t a traditional “church league” that only plays against other

churches. Instead, Upward Sports desires for the church to be an outreach to the

community, bringing community members into the churches’ safe environments.

“Th e unique thing about our programs is that every kid gets to play. Th ere’s no

better way to learn a skill than to use it,” says Ken. “While we’re not a cutthroat league,

it is competitive.”

Managing a Million Moving Things

In 2012, more than 550,000 children in 48 U.S. states and Canada participated in

Upward Sports’ basketball, cheerleading, soccer, and fl ag football teams.

As if the thought of 555,000 children running around isn’t dizzying enough, the

Spartanburg, South Carolina-based organization works with more than 2,600 church

partners to provide them with everything they need to run the programs, including

training materials, coaches’ playbooks, director and referee manuals, advertising

materials, jerseys, Gospel tools, and awards.

Th e company turned to Microsoft Dynamics CRM to help them keep tabs on those

items and more.

“I was a contractor when we purchased Microsoft Dynamics CRM in 2005,” says Ken.

“We had a diff erent contact management system at that point, where each department

kept information in various spreadsheets. We went to Microsoft Dynamics CRM as

we could see the high growth rate on the horizon and needed a centralized tool to keep

up with our church partners.”

Upward leadership was already using Microsoft Dynamics GP

and saw the two applications as a natural fi t and a central spot that

everybody could use.

Seven years into their implementation, Microsoft Dynamics

CRM has helped Upward Sports maintain their church partner

relationships, in turn helping the churches run their leagues

effi ciently through workfl ows and automated email messages.

Th e organization has also created a leadership conference series

which serves as a two-day training event for their church partners.

Microsoft Dynamics CRM also steps in there, helping to coordinate

logistical needs such as registration, hotel and fl ight booking, and

catering arrangements.

Help from the Outside

Ken fi rst learned about CRMUG® a few years ago at Convergence,

and through his membership he’s been able to have conversations

with fellow Users regarding workfl ow maintenance, marketing ideas,

and tool usage.

“Th ose conversations have given us a better product in that we’re

able to fi nd answers to questions that we weren’t able to answer on

our own,” says Ken.

Th e organization also has a website component that allows parents

to contact them via a feedback form that is fed directly into Microsoft

Dynamics CRM, giving them a direct link to parents’ suggestions,

concerns, and comments. A league manager tool is also in place,

allowing directors to organize their players into teams.

“Th rough an evaluation process, the directors are able to equalize

their teams so that it’s competitive but doesn’t put fi ve Michael

Jordans against fi ve Ken Gibsons,” says a humble Ken.

Extending Their Reach

Th rough their Upward Sports division, Upward Unlimited has

a great handle on programs for children in Kindergarten through

6th grade through a new division called Upward Stars, and Upward

Unlimited is branching out into club volleyball and basketball for 7th

through 12th graders.

Branching out to these more intense club teams allows those who

want to get more competitive to do so while remaining in a safe

environment. Upward Stars, the club division’s moniker, has found its

foothold, taking over a highly successful volleyball club and building

off the success of its initial club basketball teams.

Rewarding Experiences

for a Database Guy

Ken’s job keeps him in front of numbers and systems, focusing on

the rhythm of Upward Unlimited’s business from a system standpoint.

But the nature of the numbers he sees and the comments from

happy families that come into Upward Sports’ website bring joy

to Ken.

“I’m not really a front-facing type of guy, but it’s great to see the

stories come in and know we’ve made a diff erence in somebody’s

life,” says Ken. “It’s nice to know that my little part here on the back

end has helped to reach a family and create some good in their

Automatically Following Records Matching a Condition

Social CRM:

As related to my recent column regarding Social CRM and

the importance of utilizing the Microsoft Dynamics CRM

Activity Feeds (https://community.dynamics.com/product/crm/

crmnontechnical/b/adopt2win/archive/2012/10/30/unleash-

the-power-of-social-crm.aspx), I want to share how to confi gure

Microsoft Dynamics CRM 2011 to automatically make a User follow

a record that matches certain conditions.

For this tip, I’ve decided to confi gure a workfl ow that will fi re

up for opportunities created with an estimated revenue equal to or

higher than $50,000; it will make the owner’s manager “follow” the

opportunity automatically.

Th e fi rst step is to create a workfl ow: Navigate to Settings >

Processes > New:

Include the condition for your automatic follow on the name of the

workfl ow; this makes it easier to identify in the future:

On the workfl ow, I will select when a record is created and when

the “Est. Revenue” fi eld changes (in case an opportunity is created

with an estimated revenue lower than $50,000 but then is changed to

a value equal to or higher than $50,000).

On the fi rst step of the workfl ow, I will check that the opportunity

is open and that the Est. Revenue is equal to or higher than $50,000:

If the condition is met, we will set the auto-follow by utilizing the

“Create Record > Follow” step:

and confi gure your automatic “Follow” record:

Notice how I have selected the owner’s manager on the “Form

Assistant” right navigation pane and set that User as the “owner” of

Save the changes and activate your workfl ow.

To test the new workfl ow, I will create a new opportunity with

estimated revenue equal to or higher than $50,000 and follow the

opportunity right away:

You can add more steps to the workfl ow to set more Users or team

members to automatically follow Microsoft Dynamics CRM records

based on a condition. For example, if an opportunity is owned by User

A, set Users B, C, and D to automatically follow that opportunity.

to talk about the phenom of

Social CRM and how his

team thinks it will help User

organizations make the transition from

using Microsoft Dynamics CRM as a data entry tool to using it as a

business intelligence tool.

CRMUG: How does your team defi ne Social CRM?

David Pennington (DP): Social CRM is less about you and your

organization, and more about an opportunity to hear your Customers’

voice. A Social CRM strategy should be purposeful, helping you

listen to both internal teams and external constituents in your eff orts

to drive to successful outcomes.

Businesses today need to connect their employees with their

vendors and Customers using the devices those individuals prefer.

Th is is a critical part of becoming what we call a “Dynamic Business.”

I don’t believe that the current social connections will replace phone

or email, but they will become a big component of how people

connect as it’s another way to engage with your business, giving you

an avenue where you can listen, support, and respond, all in a tool

where people want to interact. In your journey to become a Dynamic

Business, Social CRM helps you keep your Customers’ wants and

needs at the center of everything you do.

CRMUG: How do you see Social CRM helping individuals in their

everyday work?

DP: Regardless of your role in an organization, there are constant

demands you must contend with. Marketing professionals need to

tap into the voice of the Customer to get valuable feedback so they

can eff ectively broaden the reach of their marketing message. Sales

professionals need to easily keep track of the network of people and

business events so they can close deals. Customer care professionals

need to identify and resolve Customers’ issues through an ever-

increasing array of communication channels.

Microsoft Dynamics CRM in conjunction with social media

channels helps people communicate better so you can stop using

Microsoft Dynamics CRM as merely a place to keep Customer

records and turn it into a market intelligence vehicle, unlocking the

skills and expertise your people bring to their jobs.

CRMUG: How does the acquisition of Yammer contribute to

Microsoft’s strategy for Microsoft Dynamics CRM?

DP: Continuing on the topic of communicating internally and

externally, organizations are constantly seeking new ways to

facilitate simple, eff ective, and context-based communication

and collaboration for their employees, Partners, and Customers.

Enterprise social networks such as Yammer provide a powerful yet

simple means to achieve this objective.

Yammer is a big bet for Microsoft as it will serve as the conversation

layer across the Microsoft portfolio. Th e December 2012 service

update will deliver the fi rst phase of Yammer integration as the social

layer for Microsoft Dynamics CRM, enabling you to post messages

from Microsoft Dynamics CRM to Yammer and vice versa. Th ese

messages can relate to Microsoft Dynamics CRM records and events

or even documents, and people using Microsoft Dynamics CRM can

follow leads, accounts, contacts, opportunities, and cases that they

are interested in or responsible for, keeping them up to speed on what

is important to them.

Th ere’s also a collaboration aspect with Yammer, enabling people

to collaborate with colleagues inside their organization or with

Customers, Partners, and other stakeholders. Th is collaboration makes Yammer the holy

grail for Customer insight because information that was previously not shared between

departments – say services to marketing – can be shared and tracked, enabling you to bring

your whole organization into the process.

Additionally, people can participate in social conversations directly within Microsoft

Dynamics, through the Yammer website and desktop application as well as mobile devices

from Microsoft (Windows), Apple (iOS), and Google (Android), which means that even if

you’re not in Microsoft Dynamics CRM, you can still get and share information.

CRMUG: How about the MarketingPilot acquisition? What will that bring to the table?

DP: MarketingPilot is a critical investment to further our goal of having a full, end-to-end

business scenario across marketing, sales, and Customer care. Microsoft Dynamics CRM

is terrifi c as a platform, but to increase the velocity of businesses to provide true value, it’s

important for Customers to be able to leverage the platform for their marketing activities.

MarketingPilot will help us provide integrated marketing management solutions so companies

can reach their Customers through automated marketing campaigns that measure ROI and

optimize their interactions across channels.

CRMUG: When will it be integrated into Microsoft Dynamics CRM?

DP: We’ll be sharing more information about MarketingPilot’s integration at Convergence in

March 2013.

CRMUG: What are some of the new features we can expect in the coming year?

DP: In addition to the Yammer integration, the December 2012 service update includes an

expanded range of supported browsers to give more fl exibility in the devices and platforms

people use, embedded Bing® maps to add location context for addresses in the system, and

support for Microsoft Offi ce 2013 across Outlook®, Word®, and Excel®. Developers will be

excited about the new cloud extensibility options and a bulk data API that will help them work

on large datasets in Microsoft Dynamics CRM Online.

CRMUG: What are some simple ways someone can start using the information they’ve

pulled into Microsoft Dynamics CRM from social media?

DP: One of the things we hear is that everybody is interested, but they’re not sure how to start.

Th ere are diff erent ways to leverage social media. First, you can listen, monitor, and dissect to

discover trends. Th ere’s not a lot of risk of listening without engaging. It’s when you choose to

respond that you have to make sure you have the right resources in place. If you engage, you

need to have a plan that allows you to continue to do so over time or it will seem like you’re

pulling back and no longer care. We’ve identifi ed six ways for people to engage their business

in social media (see sidebar for that list), but the most important thing is to get key stakeholder

and executive support for whatever you decide to do.

Most successful companies have a team approach to selling and service, and the best way

to do that is through tools that give your team the information they need so they are having

the right conversations and driving toward the best outcomes for all involved. Companies who

really want to diff erentiate themselves from their competition need to examine how they are

enabling their people to have eff ective relationships with their Customers. Moving beyond

transactions, and having tools that empower relationships, is the key to success. CRMUG

“Social CRM” is a phrase that is used almost as often as “the cloud,”

but what exactly is Social CRM? According to Gartner, it’s a

“business strategy”, but what does that mean? Social CRM is

one of many elements in the social space that organizations can

leverage. To determine which area of social is right for you, take

a look at the following social quadrants:

In the fi rst quadrant we see public social media.

Th is is essentially an outreach and brand awareness

tool for organizations. Many organizations are

already leveraging this via Facebook page(s), Twitter

hashtags, and LinkedIn groups. Th ere are many more

opportunities than this, but the important thing is

that it’s an outreach tool.

Social CRM is another, more focused area of social.

An example of this is an organization that is listening

to the social web and automatically pulling in relevant

information from Customers and prospects, and

attaching that information to their respective account

inside of your CRM. A simple example of this is when

a Customer tweets something that mentions your

organization’s hashtag or Twitter account, and so it

automatically is pulled into your CRM and attached

to the individual record. You might have a workfl ow

in place to automatically route to the communications

department so they can view and respond. Before

doing so however, the communications staff gets

to see who the Customer is, the products they have

purchased, and potentially any product or service

reviews they may have written. Th ey may also see

how much “Klout” the Customer/prospect has (Klout

is a way of measuring a person’s social infl uence).

Another example is when a prospect posts a

message to your LinkedIn group. Th is might be

routed to the sales department, which can then see

mutual friends as well as show an overview of the

person’s interests, etc. It may turn out that he or she

is friends with several other happy Customers. Th is

gives your salesperson a few common touchpoints to

connect with and ideally sell or upsell the prospect.

(Of course, you have to be a little careful with this

since you don’t want to come across as a stalker.)

Social software in the workplace is usually leveraged

by much larger organizations and is becoming

increasingly popular with SMEs. For example, Deloitte

recently implemented a social solution to help with

knowledge and talent management. Considering

Deloitte has about 200,000 employees around the world,

it’s no wonder the company is trying to improve internal

communication and collaboration. By implementing

social in a way that is not intrusive, yet always available

with no additional eff ort (such as activity feeds always

present on the desktop), companies have an opportunity

to reduce costs by improving effi ciency.

Externally-facing social software probably holds the

most potential for Customer-centric organizations.

Th is is an opportunity to get your constituents

engaged. Conceptually this is very much like the “social

software in the workplace”, but it focuses on prospects

and Customers versus staff . For example, some

organizations already provide some kind of Customer-

to-Customer collaboration software such as a listserve

or online forum; some allow them to fi nd and connect

with each other or perhaps share fi les. Now consider

wrapping all this into one comprehensive, knowledge

management-focused online community (a private

version of LinkedIn which fully integrates into your

CRM). Th e end result can be a valuable Customer proposition that can

disrupt and even replace what Customers have traditionally recognized

as your most valuable services. Online collaboration does not suff er

from the same limitations as in-person networking and collaboration;

indeed there are no time and location restrictions, and any Customer

could potentially participate at any time from any location. One

of the often overlooked benefi ts of this type of the engagement is

the ability to measure. Typically, any and all online engagement in a

community platform is measured in a way that allows the organization

to benchmark its success and ultimately, its relevance to its Customers.

Many organizations are heading in this direction, realizing there are

many emerging opportunities to get Customers engaged using an

online medium while at the same time demonstrating a new level

of transparency and authenticity. Higher Logic is a good example of

this. By allowing Customers to network together and ask each other

questions about our software, we’ve recognized a direct, 70 percent

reduction in support costs with an improved net promoter score.

So now that you understand the core social quadrants, which are

you more interested in: Outreach (the public networks), listening

(social CRM), employee-focused social (improving effi ciency within

the org), or externally-facing social software (improving transparency,

reducing operating costs, building Customer loyalty, and enhancing

the sense of community)?

Applying the Four Quadrants

Andy outlined four areas of Social CRM: public social media, social CRM, social software in the workplace, and externally-focused social software. We talked to four individuals who are actively working in each of the four areas to get their take on why social CRM is more than a buzz word.

Cheryl Strege is the president of Th e

Partner Marketing Group and has more than

20 years of experience with the Microsoft

Dynamics community. Cheryl and her team

are advocates of social media as it puts you

where your Customers are and visible when

they’re ready to make a purchase.

“You can simply walk into any coff ee shop, airport, or hotel

lobby and count the number of people on their mobile devices to

realize how connected we all are to social media. Using Facebook,

LinkedIn, Twitter, and the other tools is an easy way to build your

brand, connect with your community of buyers, and strengthen

your network of partnerships. Establishing your online brand

takes a little time, and you have to work at it consistently, but

the rewards in terms of new Customers, new projects, and new

relationships is well worth it,” says Cheryl.

Ryan Teeples is an independent consultant

who has worked with CRM products since 2000.

He works as a marketing consultant, currently

focused mostly on non-profi t organizations,

and has an interest in the collection of data and

how it aff ects the marketing process.

“I’ve seen nonprofi ts do a good job of pulling information in from

Facebook and other tools, and fi nding degrees of separation to meet

people they didn’t know before,” says Ryan. “Figuring out what types

of data to collect and how it will be useful working with your clients/

constituents/donors is a big job, but a necessary fi rst step.”

Ryan sees a lot of potential for nonprofi ts and other User

organizations to use Social CRM to build their businesses and

have meaningful interactions with their clients, but he stresses

that a strategy needs to be in place for the organization to be

the most effi cient. He also might have a bit of partiality since

consultancy is his bread and butter, but he recommends that

organizations look outside themselves to fi nd the expertise they

need to create an eff ective Social CRM strategy.

“You might have good people internally, but unless they’re

immersed in Social CRM, you’re behind,” says Ryan. “Don’t be

afraid to ask for help. Understanding the full scope of Social CRM

is diffi cult, but the strategy needs to be there fi rst.”

Paul Cielinski, practice lead for

Concurrency, helps Users be more effi cient

with Microsoft Dynamics CRM by working

with them to create workfl ows and alerts that

help with their organization’s productivity.

Products such as Profi ler from Broadlook

Technologies do Internet searches to fi nd new information on

Users’ selected clients. When new information is found and

loaded into Microsoft Dynamics CRM, an email is then sent to

the contact’s manager so they can act on the new information.

“You can be sitting at your house on a Saturday, get the

notifi cation, and then act on it,” says Paul. “One of my best

examples of using this type of information is that I noticed

that one of my Partner contacts had hired a new CEO. Profi ler

found this information on a published news page that was not

connected to their company news page, so you couldn’t see the

update if you just went to their website.”

“Let’s say you’re an account executive and are assigned 100

contacts – or maybe even 50. Th ere is no way to keep on top of

the information for all of these companies without some help,”

says Paul. “Building these types of alerts is a cool way of using

social inside of Microsoft Dynamics CRM.”

CRMUG® launched a Member networking

tool, CRMUG Collaborate, in October 2012.

Collaborate is web-based opportunity that

enables CRMUG Members to connect, learn,

and share in an online environment. At a high

level, Collaborate takes the value you fi nd at

events such as CRMUG Summit, webinars, and Regional Chapter

meetings and makes it available to you at all times.

Only one month after Collaborate’s launch, more than 1,000

CRMUG Members have logged in, and 402 messages have been posted

on 132 unique discussion threads. Th at’s a lot of collaborating in a short

amount of time! One of our fi rst Members to sign into the tool, Rudy

Chavez of Trek Bicycle Corporation, has great hopes for Collaborate.

“Collaborate is a great tool. It’s an opportunity for Users to go

out there and learn about challenges other people are having,

post questions, and, in general, to create awareness about hot

topics in the CRM environment. I highly recommend you join it

and contribute,” says Rudy.

Xactly provides Xactly Incent™, a software that helps organizations of all sizes automate their sales compensation plans, enabling them to motivate their teams, keep on track with company goals, and control expenses.

CRMUG: How did Xactly get its start?Erik Charles (EC): We started in the enterprise software business but came to the realization that the future was in the cloud as on-premise software has a lot of problems that get in the way of business. The larger the customer base, the harder to keep them updated.

We changed our business to become a multi-tenant Software-as-a-Service provider. We live and breathe the cloud, and are the only player in our space that’s true cloud. The United States-based businesses spend $100 billion more on sales compensation than the government does on defense each year.

There needs to be software to manage this – it can’t be a calculator. Gartner puts the error rate on sales compensation at three to 10 percent. That is a lot of money. Having a bad sales compensation plan can have a huge impact your bottom line.

CRMUG: How is Xactly Incent integrated with Microsoft Dynamics CRM?EC: Incent is a standalone product that takes a feed from your ERP system for transactional data. From that feed, you can determine who gets credit for deals. You can also see sales professionals’ performance against quotas, margin versus revenue, and track contests.

All of that information is served up on a web page where sales reps can log in and see what they’ve done for the month, how much they’ve earned, and where they’ll be if they close three more deals before month end. To them, it’s a seamless path of information that they can access on their computer or on a mobile device.

CRMUG: How do you continue to innovate your products?EC: We drop new features every month, and all Customers get them in an automatic push. That’s another thing with cloud-based technology. It’s changing people’s thought processes. You used to have to wait for versions to come out. Once you go to the cloud, you can release updates every Friday if you want to.

Support for tablets is already here, and we’ve added a game slant to the product where sales reps can participate in contests and earn badges.

CRMUG: What do Users like most about Incent?EC: They love the fact that they own it. When they want to make an alteration, they make it themselves. They don’t need us to do it. Sales reps love seeing their money. They can open an opportunity in Microsoft Dynamics CRM and see how much that opportunity will be worth if they close it today.

CRMUG: Hopefully they’re not just doing those calculations all day!EC: That’s the thing. Sales reps are already doing it. Instead of them playing around with an Excel spreadsheet, we make it a single click. We also make CRM sticky. One of the biggest problems with CRM is getting sales reps to use it. How do you get them to use CRM? Put their money in it.

Our Customers say their CRM use has improved, and they have better forecasts. They also have fewer errors as the sales reps are another eye on auditing and can see rekeying errors. If a sales check would be impacted, they can click a button in the tool to tell the administrator about the problem. That process is tracked, and the invoice can be checked. CFOs love us. They close their books faster and don’t have to go back into the books to correct errors.

CRMUG: What do you like most about what you do?EC: Part of my role is as an incentives strategist. There’s a fantastic science in motivating behavior, and we get to take technology and really apply it. I love to see the impact of a well-written contest or spiff.

We’ve been working in partnership with MIT, and they’ve been using some of our dataset to see the impact of those programs. With

a dataset of 500 clients, seven years of data, several terabytes of data, and $6 billion in annual payments, we have better data than anyone else. It also means that when I say that two quotas work best and more than five quotas is bad, it’s truth based on fact.

CRMUG: How long does it take a User to get up and running with Incent?EC: Our products are fast to implement – up to a month for small companies and a couple months for large organizations. We’ve put a lot of effort into usability, making it very easy to build reports once and then automatically pull the report when the information is loaded. If a CFO wants to see something, they can see it and don’t have to ask somebody to create the report.

We’re constantly talking about best practices and rethinking how people look at data. We sell software, but we want to sell solutions. CRMUG

“I write my own course material and share what I’ve learned so Users don’t have to learn it the hard way,” says Mitch. “During the class I watch the students perform the tasks and help them out, reinforcing that they understand what I’m talking about.”

Classroom SuccessThat type of learning often translates to success for Users,

enabling them to enhance their professional skills and potentially solve problems they’ve been having with their implementation.

“At this fall’s CRMUG Summit, I had a User tell me that something that came up during a fellow User’s question helped them figure out how to solve a recurring problem they’ve been having with their implementation,” says Alex.
